Giving Voice Its AI Glow-Up in Zendesk
By Benoit Smagghe, Premium Plus
For years, phone support has had an unfair reputation. It is vital for high-touch customer relationships, but expensive and hard to scale, because an agent can only handle one live conversation at a time. Many teams responded by steering callers towards chat, messaging, and web forms to keep wait times under control.
Voice was never obsolete. It just needed the same generative AI boost that text channels received over the past two years.
That boost has now arrived. After an extensive early access phase, Zendesk Voice AI Agents are now generally available, and paired with Voice Copilot, they bring voice back as a primary, scalable channel.
As a Solutions Consultant, I often get asked: what can Voice AI Agents do now that they are generally available, how do they differ from Voice Copilot, and where does each one fit in your stack? Let's look under the hood.
What Are Zendesk Voice AI Agents and Voice Copilot?
Zendesk Voice AI Agents are autonomous, conversational voice agents that handle a call from the opening greeting through to resolution or wrap-up. Voice Copilot is an assistive tool that listens in real time to calls handled by human agents and surfaces relevant Knowledge Base articles as the customer speaks. In short: a Voice AI Agent acts on the caller's request, while Voice Copilot helps a human agent do it.
What Can Zendesk Voice AI Agents Do?
Instead of forcing callers through a rigid "press 1 for billing, press 2 for support" menu, Voice AI Agents offer a conversational, human-like voice experience powered by generative AI.
Here is what they can do:
- Understand callers naturally. Callers speak freely. The AI agent understands everyday phrasing and small talk, works out what the customer actually wants, and answers using your knowledge base and the guardrails you define.
- Connect to your systems and take action. Beyond answering FAQs, the AI agent runs real-time workflows. Connected via API to your CRM, ERP, or order management platform, it can check shipment tracking, update an address, verify an account, or cancel an order on its own.
- Hand over to a human with full context. If a caller needs a person, or asks to be transferred, the call routes natively through Zendesk omnichannel routing. The human agent receives the live call plus the complete transcript, a concise AI-generated summary, and the detected intent in their Zendesk Agent Workspace, so nobody has to hear "Can you repeat your problem?"
- Log every call automatically. Each voice session creates or updates a Zendesk ticket with the call recording, a time-stamped transcription, and tracking tags, ready for review in Zendesk QA and Explore.
- Sound like your brand. Tailor the voice profile to your brand identity across 50+ supported languages, choosing the regional accents and tones that fit.
- Keep pricing simple. Automated voice resolutions follow the same standard automated resolution pricing as your messaging and email AI agents, with no extra premium for the voice channel.
- Tip from the field: spoken dialogue has a different pace and structure from written chat, so configure a dedicated bot for voice rather than reusing a messaging bot as it is. Keep answers short and structured. Callers want quick, direct answers, not a 300-word monologue read aloud over the phone.
What Is Zendesk Voice Copilot, and How Does It Work?
Some calls are high-stakes or nuanced and still need a human touch. That is where Voice Copilot comes in.
- While your agent is speaking, Voice Copilot listens in real time, generates a live transcription, and analyses the caller's context.
- As the customer speaks, it surfaces relevant Knowledge Base articles, cutting down hold times and awkward silences.
Voice Copilot is purely an assistive tool. It does not connect to external APIs or make transactional updates the way a Voice AI Agent does. The upside is that deployment takes very little effort: you turn it on directly in Admin Center, with no extensive custom implementation project.
What's the Difference Between Voice AI Agents and Voice Copilot?
A Voice AI Agent is an autonomous front-line bot that can call external APIs and run automated workflows. Voice Copilot is a real-time assistant for human agents that surfaces knowledge and suggests replies, with no project setup needed.

Where Should You Start with Zendesk Voice?
If you are planning your contact centre roadmap, here is where I would begin:
- Look at native Zendesk Voice first. Before considering a migration to a separate third-party contact centre platform (CCaaS), evaluate native Zendesk Voice enhanced with AI. It is faster to implement, easier to maintain, and natively unifies your customer history.
- Find your quick deflection wins. Look at your top call drivers in Explore. Are around 25% of your incoming calls simple checks like "Where is my package?" or "What are your opening hours?" That is prime territory for a Voice AI Agent.
- Equip your team with Copilot. For teams handling consultative or technical calls, turning on Voice Copilot cuts onboarding time for new hires and boosts first-contact resolution.
